Episode 103: Make Parent Satisfaction SKYROCKET By Using "The Nordstrom Way"

In 1975, Craig Trounce was a store associate at a Nordstrom store in Fairbanks, Alaska. 

One day, Craig noticed a customer rolling a pair of tires into the store. When Craig asked how he could help, the customer asked to return the tires, insisting that he bought them at that very location with a guarantee that he could bring them back to the store at any time.  

Just one problem: Nordstorm doesn’t sell tires. What Craig Trounce did next has given Nordstrom nearly 50 years of free publicity about their unmatched level of customer service. In fact, if you Google β€œNordstrom tires”, you will get roughly 3.8 million results.

Nordstrom purchased three stores from a company that did sell tires in 1975

So, β€‹in β€‹the β€‹fall β€‹of β€‹1975, β€‹β€’ β€‹β€’ β€‹β€’ β€‹at β€‹a β€‹Nordstrom β€‹store β€‹in β€‹Fairbanks, β€‹Alaska, β€‹Craig β€‹trounce β€‹showed β€‹up β€‹for β€‹work. β€‹And β€‹he's β€‹a β€‹store β€‹associate. β€‹β€’ β€‹Craig's β€‹at β€‹his β€‹cash β€‹register. β€‹He's β€‹doing β€‹some β€‹work β€‹there. β€‹And β€‹he β€‹notices β€‹a β€‹customer β€‹rolling β€‹a β€‹pair β€‹of β€‹two β€‹tires β€‹β€’ β€‹β€’ β€‹into β€‹the β€‹store β€‹across β€‹the β€‹floor, β€‹headed β€‹towards β€‹his β€‹and β€‹cash β€‹register. β€‹β€’ β€‹β€’ β€‹β€’ β€‹So β€‹Craig β€‹says, β€‹how β€‹can β€‹I β€‹help β€‹you? β€‹And β€‹the β€‹man β€‹says, β€‹well, β€‹I'm β€‹here β€‹to β€‹return β€‹these β€‹tires. β€‹He β€‹said, β€‹I β€‹bought β€‹them β€‹at β€‹this β€‹location. β€‹And β€‹there β€‹was β€‹a β€‹guarantee β€‹that β€‹if, β€‹β€’ β€‹β€’ β€‹um, β€‹β€’ β€‹β€’ β€‹I β€‹decided β€‹I β€‹wanted β€‹to β€‹bring β€‹them β€‹back β€‹for β€‹any β€‹reason, β€‹that β€‹the β€‹store β€‹would β€‹give β€‹me β€‹a β€‹refund. β€‹β€’ β€‹β€’ β€‹β€’ β€‹β€’ β€‹And β€‹here's β€‹the β€‹only β€‹problem, β€‹is β€‹that β€‹that β€‹Nordstrom β€‹store β€‹did β€‹not β€‹sell β€‹tires. β€‹β€’ β€‹β€’ β€‹But β€‹in β€‹1975, β€‹β€’ β€‹β€’ β€‹Nordstrom β€‹purchased β€‹three β€‹stores β€‹from β€‹a β€‹company β€‹that β€‹did β€‹sell β€‹tires. β€‹Northern β€‹commercial β€‹of β€‹Alaska. β€‹And β€‹so β€‹in β€‹the β€‹spring β€‹β€’ β€‹β€’ β€‹β€’ β€‹of β€‹1975, β€‹they β€‹bought β€‹three β€‹locations. β€‹β€’ β€‹β€’ β€‹β€’ β€‹And β€‹these β€‹northern β€‹commercial β€‹company β€‹of β€‹Alaska β€‹stores, β€‹they β€‹sold β€‹a β€‹mixture β€‹of β€‹goods β€‹and β€‹towels β€‹and β€‹linens β€‹and β€‹clothes. β€‹And β€‹they β€‹actually β€‹sold β€‹some β€‹automotive β€‹supplies, β€‹and β€‹they β€‹sold β€‹tires. β€‹So β€‹this β€‹man β€‹β€’ β€‹β€’ β€‹β€’ β€‹bought β€‹tires β€‹β€’ β€‹β€’ β€‹at β€‹a β€‹northern β€‹commercial β€‹of β€‹Alaska β€‹store β€‹location β€‹in β€‹the β€‹spring β€‹of β€‹75. β€‹And β€‹now β€‹in β€‹the β€‹fall β€‹of β€‹75, β€‹he β€‹drives β€‹75 β€‹miles β€‹β€’ β€‹β€’ β€‹β€’ β€‹to β€‹get β€‹to β€‹this β€‹store, β€‹Alaska. β€‹Everything's β€‹all β€‹spread β€‹out β€‹up β€‹there. β€‹He β€‹drives β€‹really β€‹far β€‹to β€‹get β€‹to β€‹this β€‹store. β€‹And β€‹lo β€‹and β€‹behold, β€‹he β€‹comes β€‹to β€‹find β€‹that β€‹it's β€‹not β€‹the β€‹tire, β€‹the β€‹place β€‹that β€‹he β€‹bought β€‹his β€‹tires. β€‹It's β€‹a β€‹Nordstrom. β€‹And, β€‹of β€‹course, β€‹they β€‹pivoted β€‹to β€‹just β€‹selling, β€‹β€’ β€‹β€’ β€‹um, β€‹apparel β€‹and β€‹shoes. β€‹β€’ β€‹β€’ β€‹So β€‹here's β€‹Craig β€‹standing β€‹by β€‹his β€‹cash β€‹register. β€‹Here's β€‹this β€‹gentleman β€‹with β€‹two β€‹tires. β€‹They β€‹don't β€‹sell β€‹tires. β€‹β€’ β€‹β€’ β€‹So β€‹if β€‹you're β€‹Craig. β€‹If β€‹I'm β€‹Craig, β€‹I'm β€‹thinking, β€‹okay, β€‹I'm β€‹just β€‹going β€‹to β€‹say, β€‹well, β€‹and β€‹you've β€‹heard β€‹this β€‹in β€‹all β€‹of β€‹your β€‹customer β€‹service β€‹experiences β€‹over β€‹the β€‹years, β€‹things β€‹like, β€‹I'm β€‹sorry, β€‹sir. β€‹We β€‹don't β€‹sell β€‹tires. β€‹β€’ β€‹Um, β€‹that's β€‹not β€‹our β€‹policy. β€‹β€’ β€‹β€’ β€‹β€’ β€‹Sorry, β€‹I β€‹can't β€‹help β€‹you, β€‹β€’ β€‹um, β€‹β€’ β€‹β€’ β€‹β€’ β€‹fill β€‹in β€‹the β€‹blanken. β€‹But β€‹you β€‹know β€‹what? β€‹That's β€‹not β€‹what β€‹happened. β€‹Instead β€‹of β€‹turning β€‹the β€‹tires β€‹away, β€‹β€’ β€‹β€’ β€‹β€’ β€‹Craig β€‹wanted β€‹to β€‹do β€‹the β€‹right β€‹thing. β€‹He β€‹wanted β€‹to β€‹do β€‹right β€‹by β€‹the β€‹customer. β€‹He β€‹had β€‹driven β€‹those, β€‹uh, β€‹over β€‹70 β€‹miles β€‹β€’ β€‹β€’ β€‹to β€‹return β€‹the β€‹tires. β€‹And β€‹Craig β€‹didn't β€‹know β€‹much β€‹about β€‹tires, β€‹and β€‹so β€‹he β€‹called β€‹a β€‹tire β€‹company β€‹in β€‹Fairbanks, β€‹β€’ β€‹β€’ β€‹got β€‹their β€‹thoughts β€‹on β€‹the, β€‹uh, β€‹style β€‹of β€‹tire, β€‹how β€‹much β€‹they β€‹were β€‹worth, β€‹and β€‹then β€‹he β€‹gave β€‹that β€‹customer β€‹that β€‹amount β€‹of β€‹money, β€‹β€’ β€‹β€’ β€‹took β€‹the β€‹tires, β€‹and β€‹sent β€‹him β€‹on β€‹his β€‹way. β€‹β€’ β€‹β€’ β€‹β€’ β€‹Now, β€‹you β€‹might β€‹cringe β€‹and β€‹wince β€‹and β€‹think, β€‹oh, β€‹man, β€‹where's β€‹Mark β€‹going β€‹with β€‹this β€‹with β€‹regards β€‹to β€‹our β€‹private β€‹school? β€‹But β€‹you β€‹might β€‹wince β€‹at β€‹the β€‹thought β€‹of β€‹a β€‹refund β€‹β€’ β€‹β€’ β€‹of β€‹an β€‹expensive β€‹purchase, β€‹β€’ β€‹β€’ β€‹β€’ β€‹β€’ β€‹especially β€‹for β€‹an β€‹item β€‹like β€‹a β€‹set β€‹of β€‹tires β€‹that β€‹Nordstrom β€‹can't β€‹resell β€‹because β€‹they β€‹don't β€‹sell β€‹tires. β€‹But β€‹let's β€‹take β€‹that β€‹small β€‹financial β€‹hit β€‹out β€‹of β€‹the β€‹equation β€‹for β€‹a β€‹minute, β€‹because β€‹β€’ β€‹β€’ β€‹β€’ β€‹β€’ β€‹β€’ β€‹that β€‹was β€‹almost β€‹50 β€‹years β€‹ago, β€‹β€’ β€‹β€’ β€‹and β€‹Nordstrom β€‹has β€‹been β€‹getting β€‹free β€‹publicity β€‹about β€‹their β€‹customer β€‹service β€‹model β€‹because β€‹that β€‹story β€‹has β€‹been β€‹retold β€‹for β€‹almost β€‹50 β€‹years. β€‹β€’ β€‹β€’ β€‹If β€‹you β€‹Google β€‹ teraction. β€‹And β€‹unless β€‹a β€‹parent β€‹is β€‹really β€‹being β€‹abusive β€‹and β€‹being β€‹a β€‹bully, β€‹our β€‹teachers β€‹need β€‹to β€‹talk β€‹to β€‹the β€‹parents. β€‹β€’ β€‹β€’ β€‹β€’ β€‹β€’ β€‹What's β€‹happening β€‹is β€‹that β€‹the β€‹5% β€‹of β€‹bully β€‹parents β€‹β€’ β€‹β€’ β€‹are β€‹causing β€‹our β€‹teachers β€‹to β€‹not β€‹want β€‹to β€‹deal β€‹with β€‹the β€‹95% β€‹of β€‹decent β€‹parents. β€‹And β€‹then β€‹that's β€‹building β€‹your β€‹workload β€‹β€’ β€‹β€’ β€‹to β€‹the β€‹degree β€‹that β€‹you β€‹can't β€‹get β€‹anything β€‹done β€‹except β€‹deal β€‹with β€‹parents. β€‹β€’ β€‹And β€‹so β€‹I β€‹know β€‹that β€‹it's β€‹hard β€‹to β€‹push β€‹back β€‹on β€‹that, β€‹but β€‹I β€‹feel β€‹like β€‹the β€‹pendulum β€‹needs β€‹to β€‹swing β€‹back β€‹in β€‹the β€‹other β€‹direction. β€‹β€’ β€‹β€’ β€‹Um, β€‹you β€‹know, β€‹if β€‹that β€‹parent β€‹is β€‹expressing β€‹frustration β€‹about β€‹a β€‹classroom β€‹issue β€‹and β€‹that β€‹teacher β€‹can β€‹offer β€‹the β€‹immediate β€‹solution β€‹or β€‹the β€‹adjustment, β€‹rather β€‹than β€‹needing β€‹to β€‹escalate β€‹the β€‹matter β€‹to, β€‹β€’ β€‹β€’ β€‹um, β€‹a β€‹senior β€‹level β€‹leader, β€‹β€’ β€‹β€’ β€‹β€’ β€‹β€’ β€‹wonderful. β€‹That's β€‹what β€‹we β€‹want. β€‹But β€‹they β€‹need β€‹to β€‹be β€‹empowered β€‹and β€‹feel β€‹supported β€‹to β€‹do β€‹that. β€‹Just β€‹like β€‹the β€‹Nordstrom β€‹way. β€‹All β€‹right. β€‹So, β€‹again, β€‹there's β€‹no β€‹perfect β€‹β€’ β€‹β€’ β€‹outcome β€‹in β€‹that β€‹scenario. β€‹There's. β€‹Every β€‹school β€‹is β€‹different. β€‹But β€‹I β€‹want β€‹you β€‹to β€‹take β€‹the β€‹general β€‹concept β€‹of β€‹empowering β€‹your β€‹teachers β€‹to β€‹make β€‹decisions β€‹and β€‹then β€‹having β€‹their β€‹back β€‹to β€‹see β€‹how β€‹and β€‹holding β€‹them β€‹accountable β€‹for β€‹what β€‹they β€‹need β€‹to β€‹do β€‹when β€‹it β€‹comes β€‹to β€‹parent β€‹concerns, β€‹that β€‹doing β€‹those β€‹things β€‹consistently β€‹will β€‹reduce β€‹your β€‹number β€‹of β€‹parent β€‹interactions. β€‹β€’ β€‹β€’ β€‹Okay. β€‹Number β€‹two β€‹β€’ β€‹on β€‹our β€‹list β€‹of β€‹how β€‹we're β€‹going β€‹to β€‹use β€‹the β€‹Nordstrom β€‹way β€‹to β€‹increase β€‹parent β€‹satisfaction. β€‹Number β€‹two β€‹is β€‹use β€‹good β€‹judgment. β€‹All β€‹right. β€‹If β€‹you β€‹know β€‹anything β€‹about β€‹Nordstrom, β€‹you β€‹may β€‹have β€‹heard β€‹this β€‹story. β€‹β€’ β€‹β€’ β€‹Their β€‹employee β€‹handbook β€‹is β€‹a β€‹five β€‹by β€‹seven β€‹piece β€‹of β€‹cardstock. β€‹That's β€‹their β€‹employee β€‹handbook. β€‹And β€‹on β€‹one β€‹side, β€‹it β€‹welcomes β€‹the β€‹new β€‹employee β€‹to β€‹be β€‹working β€‹at β€‹Nordstrom. β€‹And β€‹on β€‹the β€‹other β€‹side, β€‹it β€‹says, β€‹we β€‹have β€‹one β€‹rule. β€‹Use β€‹good β€‹judgment β€‹in β€‹all β€‹situations. β€‹That's β€‹their β€‹employee β€‹handbook. β€‹Okay. β€‹β€’ β€‹β€’ β€‹Use β€‹good β€‹judgment β€‹in β€‹all β€‹situations. β€‹So β€‹β€’ β€‹β€’ β€‹β€’ β€‹the β€‹principle β€‹β€’ β€‹of β€‹using β€‹good β€‹judgment β€‹at β€‹Nordstrom β€‹kind β€‹of β€‹dovetails β€‹with β€‹number β€‹one, β€‹which β€‹is β€‹empowering β€‹the β€‹employees. β€‹β€’ β€‹β€’ β€‹And β€‹so β€‹if β€‹they β€‹use β€‹good β€‹judgment β€‹about β€‹their, β€‹β€’ β€‹β€’ β€‹β€’ β€‹β€’ β€‹you β€‹know, β€‹the β€‹way β€‹that β€‹they're β€‹interacting, β€‹β€’ β€‹β€’ β€‹um, β€‹about β€‹the β€‹decisions β€‹that β€‹they're β€‹making, β€‹β€’ β€‹β€’ β€‹if β€‹they're β€‹doing β€‹something β€‹that's β€‹prioritizing β€‹the β€‹customer, β€‹or β€‹in β€‹our β€‹case, β€‹the β€‹client, β€‹β€’ β€‹β€’ β€‹β€’ β€‹um, β€‹you β€‹know, β€‹at β€‹Nordstrom, β€‹employees β€‹are β€‹trusted β€‹to β€‹act β€‹in β€‹the β€‹best β€‹interest β€‹of β€‹that β€‹customer. β€‹β€’ β€‹β€’ β€‹And β€‹so β€‹β€’ β€‹β€’ β€‹β€’ β€‹when β€‹they β€‹do β€‹the β€‹thing β€‹that β€‹I β€‹mentioned β€‹in β€‹number β€‹one, β€‹which β€‹is β€‹empowered β€‹to β€‹make β€‹decisions, β€‹β€’ β€‹β€’ β€‹the β€‹expectation β€‹which β€‹is β€‹made β€‹clear β€‹β€’ β€‹β€’ β€‹is β€‹to β€‹use β€‹good β€‹judgment. β€‹β€’ β€‹β€’ β€‹β€’ β€‹So, β€‹you β€‹know, β€‹the β€‹classic β€‹example β€‹of β€‹course β€‹is β€‹about β€‹returning β€‹the β€‹set β€‹of, β€‹um, β€‹tires, β€‹and β€‹they β€‹don't β€‹even β€‹sell β€‹tires. β€‹β€’ β€‹β€’ β€‹Um, β€‹you β€‹know, β€‹that β€‹employee, β€‹that β€‹story, β€‹Craig, β€‹um, β€‹in β€‹Fairbanks, β€‹Alaska, β€‹he β€‹β€’ β€‹β€’ β€‹recognized β€‹that β€‹this β€‹customer β€‹had β€‹a β€‹legitimate β€‹concern, β€‹β€’ β€‹β€’ β€‹β€’ β€‹and β€‹he β€‹used β€‹his β€‹best β€‹judgment β€‹β€’ β€‹β€’ β€‹β€’ β€‹to β€‹not β€‹strictly β€‹adhere β€‹to β€‹that β€‹return β€‹policy. β€‹β€’ β€‹β€’ β€‹β€’ β€‹β€’ β€‹And β€‹then β€‹that β€‹kind β€‹of β€‹decision β€‹really β€‹just β€‹shows, β€‹uh, β€‹his β€‹good β€‹judgment β€‹in β€‹that β€‹moment β€‹to β€‹prioritize β€‹customer β€‹satisfaction β€‹over β€‹what β€‹might β€‹be. β€‹β€’ β€‹β€’ β€‹You β€‹know, β€‹there's β€‹a β€‹lot β€‹of β€‹rigidity β€‹to β€‹rules β€‹out β€‹there β€‹in β€‹β€’ β€‹β€’ β€‹β€’ β€‹β€’ β€‹the β€‹customer β€‹service β€‹world. β€‹β€’ β€‹β€’ β€‹And β€‹again, β€‹I β€‹said β€‹in β€‹my β€‹disclaimer, β€‹I'm β€‹not β€‹talking β€‹about β€‹changing β€‹rules, β€‹β€’ β€‹β€’ β€‹β€’ β€‹changing β€‹grades, β€‹taking β€‹away β€‹detentions. β€‹I'm β€‹not β€‹talking β€‹about β€‹that. β€‹But β€‹I'm β€‹talking β€‹about β€‹β€’ β€‹β€’ β€‹you β€‹β€’ β€‹β€’ β€‹β€’ β€‹and β€‹your β€‹teachers β€‹β€’ β€‹β€’ β€‹β€’ β€‹just β€‹really β€‹trying β€‹to β€‹use β€‹good β€‹judgment β€‹in β€‹all β€‹situations. β€‹So β€‹what's β€‹an β€‹example β€‹of β€‹that, β€‹that β€‹we β€‹can β€‹apply β€‹to β€‹the β€‹school? β€‹All β€‹right, β€‹β€’ β€‹so β€‹let's β€‹say β€‹that β€‹a β€‹parent β€‹reaches β€‹out β€‹β€’ β€‹β€’ β€‹β€’ β€‹β€’ β€‹about β€‹their β€‹kids β€‹β€’ β€‹β€’ β€‹the β€‹way β€‹that β€‹they're β€‹interacting, β€‹um, β€‹with β€‹kids β€‹on β€‹the β€‹playground, β€‹β€’ β€‹and β€‹that β€‹those β€‹social β€‹interactions β€‹aren't β€‹going β€‹all β€‹that β€‹well. β€‹Okay. β€‹β€’ β€‹β€’ β€‹β€’ β€‹Um, β€‹you β€‹know, β€‹this β€‹kind β€‹of, β€‹again, β€‹goes β€‹along β€‹with, β€‹number β€‹one, β€‹we β€‹want β€‹that β€‹teacher β€‹β€’ β€‹β€’ β€‹to β€‹use β€‹good β€‹judgment, β€‹and β€‹then β€‹we β€‹want β€‹to β€‹support β€‹them. β€‹And β€‹if β€‹we β€‹do β€‹that, β€‹then β€‹they're β€‹going β€‹to β€‹increase β€‹their β€‹capacity, β€‹they're β€‹going β€‹to β€‹increase β€‹their β€‹confidence, β€‹and β€‹then β€‹they're β€‹going β€‹to β€‹increase β€‹their. β€‹β€’ β€‹β€’ β€‹The β€‹regular, β€‹um, β€‹the β€‹regularity β€‹that β€‹they. β€‹How β€‹regularly β€‹they β€‹will β€‹handle β€‹these β€‹problems β€‹at β€‹the β€‹teacher β€‹level, β€‹the β€‹teacher β€‹parent β€‹level. β€‹And β€‹so, β€‹again, β€‹we've β€‹got β€‹to β€‹build β€‹them β€‹up β€‹β€’ β€‹β€’ β€‹by β€‹reminding β€‹them β€‹that β€‹we β€‹have β€‹confidence β€‹in β€‹their β€‹judgment. β€‹And β€‹you're β€‹thinking, β€‹well, β€‹yeah, β€‹but β€‹I β€‹don't β€‹have β€‹confidence β€‹in β€‹the β€‹judgment β€‹of, β€‹uh, β€‹these β€‹two β€‹teachers β€‹over β€‹here. β€‹I β€‹get β€‹that. β€‹β€’ β€‹β€’ β€‹But, β€‹you β€‹know, β€‹and β€‹so, β€‹just β€‹like β€‹we β€‹differentiate β€‹for β€‹our β€‹students, β€‹we're β€‹going β€‹to β€‹differentiate β€‹for β€‹our β€‹teachers. β€‹And β€‹those β€‹need β€‹a β€‹little β€‹more β€‹supervision. β€‹Those β€‹need β€‹a β€‹little β€‹more β€‹accountability. β€‹Those β€‹need β€‹the β€‹check β€‹with β€‹me β€‹first β€‹kind β€‹of β€‹a β€‹conversation. β€‹But β€‹there β€‹are β€‹a β€‹lot β€‹of β€‹our β€‹teachers β€‹β€’ β€‹β€’ β€‹that β€‹can β€‹β€’ β€‹β€’ β€‹do β€‹better β€‹with β€‹this β€‹β€’ β€‹β€’ β€‹if β€‹we β€‹will β€‹encourage β€‹them. β€‹β€’ β€‹β€’ β€‹Again, β€‹number β€‹one β€‹and β€‹number β€‹two β€‹go β€‹together, β€‹empower β€‹the β€‹teacher, β€‹β€’ β€‹β€’ β€‹encourage β€‹them β€‹to β€‹use β€‹good β€‹judgment, β€‹and β€‹then β€‹have β€‹their β€‹back.
